摘要
本文对服务接触研究进行了系统回顾,全面梳理了关于服务接触内涵、服务接触研究的理论基础和服务接触的实证研究。分析表明,随着服务接触的发展和研究的深入,以剧场理论和角色理论为基础,服务接触的内涵不断扩展,影响服务接触的因素主要来自员工、顾客和组织三个层面,服务接触对顾客信任、顾客满意和顾客忠诚产生影响。未来研究的空间主要着重于服务接触对顾客忠诚的影响机制研究。
